Therapists need to be helped to find their own voices

We’ve come to an impasse within our industry. Never before have we invested so heavily in technical excellence, yet so little in helping therapists find their voice and confidence. We recruit incredible talent, yet too often we fail to retain it.

Our therapists are exceptional in their expertise; confidence is where the gap lies. The confidence to own the treatment room, to lead the client journey and to know what to say in the moments that matter most.

Instead, therapists default to what feels comfortable. As a result, commercial performance is the casualty.

Confidence, mindset and communication

For me, retail has never really been a retail problem. It’s always been a confidence, mindset and communication problem.

We invest heavily in technical excellence – treatment protocols, product knowledge and qualifications – yet we spend far less time helping therapists find their own voice.

We need to imbue a sense of self, to help our therapists create a genuine mindset shift. In my experience, that’s where the greatest opportunity lies.

If we can create therapists who are just as confident with their words as they are with their hands, we’ll not only improve retail performance, we’ll elevate the entire guest experience.

"Learning the sensorial reality of smell and touch early on, working with LVMH and Guerlain, helped me become the number one seller of the year. Later, that understanding took me to QVC, where I sold £76,000 of haircare in seven and a half minutes. The secret is storytelling. Retail isn’t talking about nice ingredients or nice products. We need to enable our therapists to become avid storytellers."

A challenging retail landscape

We find ourselves working in an increasingly challenging landscape. Guests are more decisive than ever and they have complete choice when it comes to products, treatments and aftercare.

Everything is available online, through TikTok Shop, discounted websites, social media and countless other retailers. So why should they purchase from us?

But guests don’t just buy products; they buy outcomes. This is a huge opportunity for us. Emotional connection always comes before commercial decision.

They see their future selves, imagine how they’re going to feel in that future state and begin to place their trust in the person standing in front of them.

That trust is what gives them permission to make a purchasing decision. Long before they buy a product, they’ve bought into the person recommending it.

Connection at a human level

I always say when I’m training that we are facilitators. We facilitate our guests’ journey through transformation, which doesn’t always begin with a treatment. Very often, it begins with a conversation.

Physical transformation is what guests think they’re coming to us for, but it’s the emotional transformation that creates a sense of belonging and community.

One of the greatest superpowers we have as an industry is our ability to connect with another human on a fundamental level. We need to help our therapists understand emotional intelligence and teach them to connect with the guest in front of them.

The CORE

The CORE is the Collective of Retail Excellence and the first emotionally intelligent sales training programme created specifically for the beauty industry. To date, 76 per cent of attendees have tripled their retail, achieving a 200 per cent increase in performance.

Online CORE members receive an hour of strategic education monthly, alongside a dedicated community call designed to build confidence, provide accountability, create community and support implementation. It provides practical tools to support both mindset and language shifts through storytelling and emotional connection.

Through regular touchpoints, The CORE embeds those learnings into therapists’ and front-of-house teams’ day-to-day thinking, helping new behaviours become lasting habits. The methodologies are derived directly from Isikgun’s Retail Excellence programme, the first Habia-endorsed dedicated retail programme of its kind.

The art of reconfirmation

Sometimes the smallest changes in language can create the biggest shifts in behaviour. One example is what I call the art of reconfirmation – making sure therapists place their client into every recommendation.

Rather than saying: “This is great for hydration and helps to plump the skin,” it’s saying,: “This will plump up your skin and leave it feeling beautifully hydrated.”

Choosing the word ‘your’ completely changes the outcome because the therapist is speaking directly to that guest; it’s personal.

Commercial outcomes come when teams communicate better. Retail is no longer just selling; it’s an extension of care and an extension of exceptional guest service.

If our therapists truly engage in the guest journey, they create experiences, meaningful guidance and moments to remember. Those moments become part of the DNA of the spa. By helping therapists understand soft skills at a fundamental level, we create far stronger commercial outcomes.

When confidence meets emotional intelligence and storytelling, commercial performance no longer becomes the objective; it simply becomes the natural outcome of exceptional guest care.
